In this episode of the Loyalty Leaders Podcast, recorded live at the Loyalty Summit 2026 in London, Roger Williams, Managing Director of Loyalty Click, interviews Dr. Torsten Wingenter, sociologist, technologist, and former Head of Innovation at Lufthansa. Protecting Emotional Loyalty in the Age of AI Agents with Dr. Torsten Wingenter
This episode is brought to you by Gyoza - https://gyozaflights.com/ Does your airline loyalty program make you need a calculator just to figure out what your points are worth? Tally DeVuono, Head of Loyalty & CRM at JSX, joins Roger Williams, Managing Director of Loyalty Click on the Loyalty Leaders Podcast to discuss why simplicity is the ultimate disruptor in travel rewards. After five years at American Airlines, Tally joined JSX to build a program centered on the company's core philosophy: a Joyful, Simple Experience. Rather than relying on confusing point conversions and status ladders, the newly launched "Club JSX" gives travelers a straightforward 5% back in flight credit. In this episode, Tally breaks down how JSX is evolving its program beyond its first year to include meaningful entitlements, the strategy behind family pooling and referral credits, and why a loyalty program should never be used as a band-aid for a mediocre core product. We also explore the future of Agentic Commerce and how AI travel agents will change how airlines understand customer intent and booking value. What You’ll Learn in This Episode: The Shift from American Airlines to JSX: How Tally transitioned from managing deeply evolved, complex legacy currencies to building a simplified, customer-first program from the ground up. Moving Beyond Enrollment Data: Why simply counting sign-ups isn't enough, and how JSX uses data to track if the program actually changes long-term booking behavior. The Power of 5% Back: Why JSX chose a simple cashback model over a complex points system, and how they plan to layer on experiential entitlements in year two. Generosity in Program Design: Why a generous program isn't just about giving things away, but about making sure rewards are attainable, useful, and easy to access without frustration. Family Pooling & Referrals: How JSX uses pooling to reflect real-world household decision-making, and why referrals turn customer loyalty into the ultimate acquisition channel. Agentic Commerce & Customer Intent: How AI agents will revolutionize travel search by factoring in loyalty perks and unique trip context (like honeymoons or business travel) at the point of booking. ⏱️ Video Chapters 0:00 - Teaser: The Power of Simplification 0:27 - Welcome Tally DeVuono & College Football Talk 1:09 - Transitioning from American Airlines to JSX 3:05 - Looking Beyond Enrollment: Measuring True Behavior Change 4:10 - The Importance of 1-on-1 Customer Feedback 6:07 - The Math of JSX: Why 5% Cashback Beats Confusing Currencies 9:15 - How "Generosity" Defines JSX's Program Architecture 11:15 - Forbes Critique: Can a Loyalty Program Mask a Bad Product? 13:48 - Family Pooling: Designing for Household Booking Behavior 15:47 - How Referral Credits Turn Loyalty into Acquisition 16:44 - Agentic Commerce: How AI Agents Will Disrupt Travel Booking 21:05 - Predicting Customer Intent Before They Ever Reach the Gate 🎧 The Loyalty Leaders Podcast features conversations with the executives shaping the future of loyalty in travel, retail, and beyond. 👉 Subscribe for more executive conversations on loyalty strategy. Forget Complex Points: Why JSX is Redefining Airline Loyalty with Tally DeVuono
In this keynote presentation from Loyalty Summit CXM in Amsterdam, Simon Tavernier, CEO & Founder of Stampix, and Lode Van Laere, Channel Director at Neuhaus, explore the intersection of neuroscience and customer loyalty programs. Tavernier introduces the "DOSE" framework, emphasizing how four key neurotransmitters- dopamine, oxytocin, serotonin, and endorphins influence behavior, motivation, and emotional connection. He explains that loyalty programs can activate these chemicals by offering unpredictable rewards, building brand communities, and providing VIP experiences. He also notes that while chocolate triggers a 1.5x dopamine peak, a cold shower can produce an even higher spike, similar to other intense activities. Van Laere explains how Neuhaus, a 170-year-old Belgian chocolate brand, applies these principles through its "Insider" loyalty program. Rather than using points or discounts, Neuhaus offers members free chocolate eight times a year with no purchase required. This approach encourages gifting, achieves a 50% conversion rate among members collecting their gifts, and supports a strong Net Promoter Score (NPS) of 88. The presentation ends with an interactive surprise, demonstrating how personalized rewards and tangible gifts can trigger the neurochemical responses discussed. Are you confusing a points-based rewards program with genuine customer devotion? Timothy Lange, Team Lead for Member Engagement Marketing Lifecycle & Verticals at Vinted, joins Roger Williams, Managing Director at Loyalty Click, on the Loyalty Leaders Podcast to dissect why the traditional "earn and burn" loyalty model is fundamentally flawed. He breaks down how Vinted drives authentic engagement without relying on superficial discounts. What You’ll Learn in This Episode: - Vinted operates as a second-hand e-commerce platform across 26 countries. - The platform serves over 100 million users by making second-hand selling frictionless. - Vinted aims to reduce environmental waste and promote affordability by encouraging consumers to rethink their purchasing habits regarding clothing, electronics, and books. - Tim Lange has over 15 years of experience in agency and brand-side CRM, working with major names like Tommy Hilfiger, Calvin Klein, and Alliance. - He argues that loyalty should be viewed as a behavioral architecture rather than a simplistic points design. - An obsession with points, rewards, and incentives often masks fundamental issues with a brand's value and relevance. - Brands should shift away from "earn and burn" models to focus on building customer identity and genuine devotion. - Companies must adopt an inverted focus by evaluating customer lifetime value right at the point of acquisition rather than treating it as an afterthought. - Participating in a program is not the same as being loyal; having multiple loyalty cards for different gas stations is proof that programs do not equal true loyalty. - Vinted deliberately avoids "surprise and delight" gimmicks. - Instead of unexpected rewards, the platform prioritizes predictability, reliability, and functional excellence for its users. - A successful customer strategy relies on clear communication: tell the customer what you are going to do, and then confirm when you have done it. ⏱️ Video Chapters 0:00 - The Misconception of Points and Rewards 0:16 - Welcome Tim Lange & The Vinted Mission 1:30 - AI Evaluates Tim's Background and CRM Expertise 3:15 - Behavioral Architecture vs. Points Design 5:00 - Why Brands Need to Evaluate LTV at Acquisition 7:10 - The Difference Between a Program Member and a Loyal Customer 9:45 - Choosing Platform Predictability Over "Surprise and Delight" 11:30 - The Real Definition of Customer-First Operations 🎧 The Loyalty Leaders Podcast features conversations with the executives shaping the future of loyalty in travel, retail, and beyond. 👉 Subscribe for more executive conversations on loyalty strategy. Inside B&Q’s Data Strategy: Transforming DIY Retail Loyalty Is your loyalty program just a discount club, or is it a powerful data engine driving your entire business strategy? In this episode of the Loyalty Leaders Podcast, Roger Williams, Managing Director of Loyalty Click, sits down with Will Pearl, Head of Loyalty & CRM for B&Q, one of Britain's largest DIY and home improvement retailers. Will is currently spearheading a massive transformation of B&Q’s loyalty ecosystem, bringing his extensive data and analytics background from grocery retail (Tesco, Dunnhumby) into the complex world of DIY. The Psychology of Brand Loyalty: Why Human Connection Drives Revenue | Loyalty Leaders Podcast What does hunting a mammoth have to do with your brand's loyalty program? Everything. In this episode of the Loyalty Leaders Podcast, host Roger Williams, Managing Director at Loyalty Click, sits down with Rik Luttmer, Loyalty Strategy & Program Architect at Loyalty Chiefs. Rick argues that treating loyalty as a simple marketing tactic or commodity is a mistake. Instead, he believes true loyalty is a magnificent phenomenon rooted deeply in human evolutionary psychology. Discover why money doesn't directly drive emotional connections, and how brands can actually boost their bottom line by learning to behave more like humans. Roger also puts Rick to the test by asking Google Gemini to evaluate his expertise live on the show! What You’ll Learn in This Episode: ● Rik Luttmer founded Loyalty Chiefs, which is an independent relationship marketing firm that focuses on program architecture, strategy, and research. ● Rick recently collaborated with Mando and YouGov on a massive research report analyzing loyalty programs across 24 European countries using panels of nearly 200,000 consumers. ● During his career, Rick served as a lead researcher in the Incentive Marketing Association (IMA). ● He is the creator of strategic models such as the Customer Advocacy Persona Framework and the "Loyal Tree" framework, which map out customer motivations and behaviors. ● Human loyalty is an evolutionary survival mechanism that stems from early humans needing to collaborate in groups to hunt and survive. ● A brand is not a human, but it can build an emotional connection by communicating to the customer: "I see you, I hear you, I respect you, and I serve you". ● Financial incentives alone do not create human connection; however, fostering genuine human connection ultimately drives a brand's financial success. ⏱ Video Chapters 0:00 - Teaser: Can a Brand Behave Like a Human? 0:20 - Introduction to Rik Luttmer 0:25 - The Unique Value Proposition of Loyalty Chiefs 1:13 - Unpacking the Massive European Loyalty Research Report 2:16 - "AI All Up In Your Business": Gemini Evaluates Rick's Expertise 3:42 - The Customer Advocacy Persona & "Loyal Tree" Frameworks 5:21 - Transactional Incentives vs. Human Psychology 6:33 - The Evolutionary Science and Survival Roots of Loyalty 8:14 - How Brands Can Build Genuine Emotional Connections 🎧 The Loyalty Leaders Podcast features conversations with the executives shaping the future of loyalty in travel, retail, and beyond. 👉 Subscribe for more executive conversations on loyalty strategy. The Actuarial Science of Loyalty: Calculating True CLV with Len Llaguno Are you still measuring the success of your loyalty program by comparing members' spending habits with non-members'? According to actuarial science, that approach is heavily flawed due to massive self-selection bias. In this episode of the Loyalty Leaders Podcast, Roger Williams, Managing Director at Loyalty Click, sits down with Len Llaguno, the founder of Kyros. As a self-proclaimed "recovering actuary," Len shares his journey from the insurance industry to founding the world's only actuarial firm focused solely on loyalty programs. Len explains how Kyros merges modern data science and machine learning with traditional actuarial theory to help CFOs de-risk liabilities and help marketers quantify the true incremental value of their programs. What You’ll Learn in This Episode: ● Len's transition from insurance to loyalty after realizing that traditional actuarial techniques don't readily translate to dynamic, behavior-driven loyalty portfolios. ● How analyzing granular data point by point allows programs to accurately forecast the ultimate redemption rate and understand liability. ● Why loyalty programs must be viewed as value engines to be optimized rather than costs to be minimized. ● The critical importance of measuring Customer Lifetime Value (CLV) net of redemption costs to truly understand long-term profit compounding. ● Why comparing "member vs. non-member" behavior is a deceptive metric that will instantly lose credibility with seasoned finance professionals. ⏱ Video Chapters 0:00 - Introduction and the global pronunciation of "Kyros" 0:50 - Len's journey from a traditional insurance actuary to becoming the "loyalty guy" 5:10 - How Kyros merges machine learning and data science with actuarial theory 7:35 - "AI All Up In Your Business": Google Gemini evaluates Len's point of view on data and CLV 11:05 - Understanding Customer Lifetime Value (CLV) net of redemption costs 13:25 - The great debate: Why the "Member vs. Non-Member" measurement is a trap 🎧 The Loyalty Leaders Podcast features conversations with the executives shaping the future of loyalty in travel, retail, and beyond. 👉 Subscribe for more executive conversations on loyalty strategy.
